Nobody calls and asks to outsource something. They call and say they need two more people and cannot hire them.

The word has aged badly, and fairly. It carries twenty years of shared agent pools, scripted calls and quality that dropped the month after the contract was signed. When someone hears outsourcing, they hear a cost decision that a customer eventually paid for.

What has not changed is the underlying problem. A company grows, the work grows with it, and the people to do that work cannot be hired locally at a price the unit economics support. That is as true this year as it was in 2005.

What changed is the answer.

The old answer was to hand a process to a provider and receive a service level in return. The provider optimised for margin, which meant utilisation, which meant one agent across four clients. The client optimised for price. Both got what they asked for and neither got what they wanted.

The answer that works now looks almost like hiring. One person, full-time, exclusive to one client. They log into that client's systems. They join that client's standup. They learn that client's product, and next quarter they know more than they did last quarter, and the client keeps that knowledge because it lives inside a person who is still there.

What sits behind them is the part nobody wants to build twice: employment, payroll, compliance, contracts, sourcing, replacement when someone leaves. That is the actual service. It is administrative and dull and it is the entire reason companies do not just hire directly in another country.

Which is why the pitch that lands is never about cost. The saving is real, but a company that is buying on price is buying the old model and will get the old outcome. The pitch that lands is about time. The role has been open for five months. The work is being done badly by three people who have other jobs. Somebody could be doing it properly in a few weeks.

Call that whatever you like. The clients who need it stopped caring about the label some time ago.
